What does IT service management software actually do?

At its core, ITSM software gives internal IT one place to receive, prioritise, route and resolve work. That covers incidents (something is broken), service requests (someone needs access, a laptop or software), changes (planned modifications that need approval and scheduling) and problems (root causes behind repeat incidents). Most platforms add a self-service portal, a knowledge base, SLA tracking and an asset or configuration database.

The value is less in the ticket itself than in what the data shows: which services break most, where requests wait for approval, how much time goes on work that could be automated. A tool that only logs tickets will not answer those questions unless categories, services and assets are set up properly from the start.

Scope creep is built into the category. Once a service desk works, other teams ask to use it: HR for onboarding, facilities for building requests, security for incident handling. That can be a strength, since joiner and leaver workflows naturally span IT and HR, but it changes licensing, governance and who owns the configuration. Decide early whether you are buying an IT tool or a company-wide workflow platform.

Buying the enterprise tier for a small team usually means paying for configuration nobody has time to maintain.

Integration with endpoint and identity tooling often matters more than the tier. A mid-range suite that can trigger account creation, laptop provisioning and software deployment from a catalogue request will usually save more time than an enterprise platform where those steps remain manual.

How is IT service management software priced?

The dominant model is per agent (per technician) per month or year, with requesters usually free. Tiers add change and problem management, asset discovery, CMDB, advanced automation and additional departments. Asset management is sometimes priced separately by number of managed nodes. Enterprise platforms often sell by module and user type, require multi-year terms and depend on implementation partners, whose fees can rival the first year of licences. Some vendors still offer on-premises perpetual licences with annual maintenance.

Watch the difference between named and concurrent agent licences, how part-time or occasional agents are counted, and whether light approvers such as managers need a paid seat. Renewal uplifts, storage limits for attachments and charges for sandbox environments are also worth confirming before signature, since they tend to surface only in year two.

A number worth calculating before you talk to sales: Multiply your agent count by the tier price you actually need β€” not the entry tier β€” then add the number of managed devices for asset discovery and an honest estimate of implementation and administration time. Compare that three-year total, because entry-tier prices rarely include change management or a CMDB.

What usually goes wrong?

The most common failure is copying the old tool's messy categories into the new one. If ticket categories, services and priorities are not redesigned, reports stay as useless as before. Keep categories few and tied to business services.

Second, over-customisation: every team asks for its own fields and workflow variants, upgrades become painful and the platform turns into a project that never ends. Third, the CMDB is populated once and never maintained, so change impact analysis is based on stale data. Finally, the self-service portal launches without a useful catalogue or knowledge base, staff keep emailing and phoning IT, and the promised deflection never appears.

Migration is another underestimated task. Moving years of historical tickets, knowledge articles and asset records rarely works cleanly, so decide early what must move, what can be archived read-only, and who will validate the data after cutover.
